Handling customer complaints: a process that keeps customers and protects your reviews

A customer who complains still wants to stay. Most unhappy customers simply leave and tell others; the ones who complain give you a chance to fix it. Whether that works depends less on talent than on a simple process everyone in the team knows.

Respond fast, on every channel

Complaints arrive by phone, email, in person, on social media and in reviews. Define who answers each channel and how fast, for example within one working day. A short acknowledgement with a name and a next step calms the situation more than a perfect answer a week later.

One log for all complaints

Record every complaint in one place, a CRM, a ticket system or at least a shared table:

  • Date, channel and customer.
  • What happened, in the customer's words.
  • What was agreed and by whom.
  • The cause, once known.

Clear rules for compensation

Decide in advance what staff may offer without asking: a replacement, a discount, a voucher, a dish on the house. In a restaurant, a complaint about a cold dish should be solved at the table within minutes, not discussed with the owner the next day. Clear limits let employees act quickly and fairly.

Warranty, goodwill and dispute resolution

Separate legal claims from goodwill. For goods sold to consumers in Germany, the statutory warranty lasts two years, and in the first year a defect is presumed to have existed at delivery (§ 477 BGB). Businesses with more than ten employees that run a website or use terms and conditions must state whether they take part in consumer dispute resolution (§ 36 VSBG).

Learn from patterns and answer reviews

Once a month, look through the log: which causes repeat? Fixing one recurring cause saves more than handling each complaint well. Answer negative reviews publicly, calmly and specifically, and move the details to a private channel. We automate complaint logging, routing and reminders so nothing is forgotten; describe your channels, and you will receive a fixed price.

Frequently asked questions

Should every complaint be compensated?
No. Compensate where you made a mistake or where goodwill keeps a valuable customer. Consistent rules matter more than generosity.
How should we answer an unfair review?
Calmly, factually and briefly, without personal data. Platforms remove reviews that break their rules; report those instead of arguing.
Do we need a ticket system?
From a few complaints a week, yes, or at least a pipeline in your CRM. Email inboxes lose track.
